Taking Care of Business: Internal Customer Service

Managers’ Roles in Guiding Change Change involves risk. It can be a wise change that dies from lack of commitment or an unwise change that lives due to lack of open dialog. Learn the primary reasons change fails and change succeeds. Gain a chart on the six dimensions of earning employee commitment to change and specifics on the three stages of transition.

“It isn’t fair! Why do our external customers always come first?” If you’ve heard this comment recently, it may be time to revisit operational priorities, and survey internal customer concerns. An internal customer is anyone upon whom we depend to complete a successful sales transaction, i.e., one that satisfies our external customers. Do you have projects that always seem to miss deadline? Are too many product orders incorrectly filled or shipped? Are requests for service being ignored? Are your best external customers beginning to look elsewhere?

Participants are trained in the four roles they need to play when an unpleasant shock affects the organization and how to help people be resilient during a crisis. You will also learn the Six Thinking Hats process for planning, guiding and debriefing a major change.

This Web-based briefing will cover: ■ Improving communication: asking productive questions, paraphrasing, and listening in order to understand ■ Attitude adjustment ■ Playing to strengths

Training Tip:

How Top Management Can Support Training By Glen Fahs, Director of Training & Organization Development Cascade Employers Association

How do we ensure that we get maximum bang for our training investment? It takes leadership, preferably leadership from the top. But don’t let it stop you if the CEO or President is not interested. We can manage upward to make sure that learning is tied to organizational priorities and that it gets more than lip service from the powers that be. Training that is not well managed and tied to strategic objectives is more like education – valuable but not immediately powerful and well aligned. So when planning training, we need to know the strategic plan (if there is one – and there should be!) and what changes supervisors, managers and executives will reinforce. We need to coach higher level managers in what they can contribute, such as: ■

Clearly articulated values and goals related to learning and continuous improvement.

Visible and practical reminders about how learning is valued, such as photos of classes on the wall with an explanation of participants’ growth areas, along with training records in personnel files that are reviewed at performance appraisal time.

Succession planning that helps key people develop readiness for higher levels of responsibility.

Requiring reports on what their teams are learning and how they are acting on that learning.

A healthy budget for staff development.

Linking accountability to goals and learning.

Participation with others in training; i.e., leading/learning by example.

Would you add other leadership activities to the list? Would you put this topic on top management’s agenda for discussion? Glen Fahs, Ph.D. (Adult Education and Organization Development), is Cascade’s Director of Training and Organization Development and has long taught “Leadership of the Training Function” at Portland State University.
